Nora auto-assigns Intercom conversations to the right support agent or team

When a customer opens a chat in Intercom, Nora analyzes the message, determines the right support team/agent, and assigns it. No more tickets sitting unassigned.

On every new Intercom conversation, Nora reads the customer's initial message and their contact history. She analyzes the text to determine the issue category, maps it to the appropriate support team, and checks the current conversation load of the agents on that team. Nora then assigns the conversation to the least-loaded available agent and posts an internal comment to notify them.

The support lead who previously monitored the unassigned queue now reviews periodic routing logs and handles edge cases where the intent is ambiguous. They decide the mapping logic—telling Nora which topics belong to which teams—and manage agent schedules, rather than manually clicking through individual tickets.

How it works

  1. Detects new Intercom conversations — Nora listens for new conversation events in Intercom. When a customer initiates a chat or sends an email that hits the Intercom inbox, the event triggers the evaluation process immediately.
  2. Reads message and history — She retrieves the conversation text and searches the customer's contact record. She checks if they have chatted before and whether they have an existing relationship with a specific agent.
  3. Analyzes intent and categorization — Nora evaluates the message content for specific topics. She identifies whether the request relates to billing, technical support, general onboarding, or another category defined by the support lead.
  4. Handles ambiguous requests — If the message is too brief or covers multiple unrelated categories, Nora skips automatic assignment. She tags the conversation as Needs Triage and leaves it in the unassigned queue for human review.
  5. Evaluates agent availability — For clear requests, Nora checks the designated team. She reviews the current active conversation count for each teammate to determine who has the lowest current load.
  6. Assigns and notifies agent — She assigns the conversation to the selected teammate. Nora then adds an internal note to the thread, briefly summarizing the identified intent to give the agent immediate context.

What this replaces

A support manager or designated triage agent watches the main Intercom inbox. They read each incoming message, decide which team needs to handle it, check who is currently online and not overwhelmed, and manually assign the conversation. When volume spikes, this queue backs up, delaying the first response time.

Rough estimate rather than a measured figure: about 45 minutes a day, on the basis of 60 incoming conversations taking 30-45 seconds each to read, evaluate, and assign.

A worked example

An educational software company receives about 120 chats a day. They instruct Nora to route billing questions to the finance team, bug reports to technical support, and assign returning users to their previous agent when possible.

Nora detects a new chat: "My school's credit card was charged twice for the annual plan." She reads this, identifies the billing intent, and checks the finance team's load. She assigns the conversation to Marcus, who currently has 1 active chat. Nora then posts a private internal note on the thread: "Assigned to Marcus (Finance). Intent identified: Billing/Refund. Customer previously spoke with Marcus on Oct 12."

Frequently asked questions

How do I change the rules for which topics go to which teams?

You tell Nora in plain language via your WhatsApp or web chat channel. If you add a new Enterprise support tier and want all messages mentioning SAML or SSO routed there, you just send her a message explaining the new requirement. She updates her routing logic immediately for all future conversations.

What happens if Nora misinterprets a customer's issue?

If a conversation is routed to the wrong team, the assigned agent simply reassigns it manually in Intercom. You can report the misclassification to Nora in your chat channel, and she will adjust her context evaluation to handle similar phrasing correctly the next time.

Does Nora respond directly to the customer during this process?

No. This specific automation only reads the message, assigns the conversation, and leaves an internal note. Nora does not send public replies to the customer unless you explicitly instruct her to build a separate auto-response or triage workflow.

Can Nora route conversations based on custom user attributes in Intercom?

Yes. Because Nora searches the contact record, she can read custom attributes like plan tier or account value. If you tell her to route all users with the attribute Plan = Enterprise to a specific VIP team regardless of the message content, she will prioritize that rule.
